Celem niniejszej pracy są rozważania na temat standardów obsługi klienta w obiekcie hotelarskim. Problem ten zaprezentowano na przykładzie Ośrodka Szkoleniowo – Wypoczynkowego SGGW w Warszawie „Marymont”.
Na potrzeby pracy przeprowadzono badanie ankietowe pośród 100 osób wypoczywających w w/w obiekcie. Celem badań była identyfikacja oczekiwań i opinii klientów Ośrodka „Marymont” dotyczących poziomu jakości obsługi klienta w tym obiekcie, co miało pomóc w przygotowaniu autorskiego opracowania standardów obsługi klienta.
Analiza uzyskanych wyników pokazała, które z usług oferowanych w Ośrodku „Marymont” w pełni spełniają oczekiwania klientów, jak również, które elementy wymagają udoskonalenia. Badania empiryczne, obok studiów literatury przedmiotu i własnych obserwacji autorki umożliwiły stworzenie kodeksu obsługi klienta. Obecnie obowiązujące zasady zostały uzupełnione o autorskie propozycje usprawnień i spisane w formie regulaminu, który będzie miał zastosowanie w praktyce.
Wprowadzenie standardów obsługi klienta w przedsiębiorstwie usługowym, umożliwia utrzymanie jakości na stałym wysokim poziomie. Jednocześnie ułatwia monitorowanie poziomu satysfakcji usługobiorców. Kierownictwo Ośrodka ma pewność, że ewentualnie zgłoszone problemy, będą prawidłowo rozwiązane, a klienci już w momencie dokonania rezerwacji będą wiedzieli w jakiej atmosferze upłynie ich wypoczynek.
Wśród zalet wprowadzenia profesjonalnych standardów obsługi klienta w Ośrodku „Marymont” będzie kształtowanie satysfakcji klientów, budowanie ich lojalności, oraz kształtowanie pozytywnego wizerunku, jako obiektu wyróżniającego się w regionie.
The objective of this thesis is to discuss the standards of customer service in a hospitality facility. The ‘Marymont’ Training and Recreation Center of WULS-SGGW – Warsaw University of Life Sciences was chosen as a case study.
For the purposes of the paper a questionnaire survey was carried out among 100 guests enjoying their holiday at the above-mentioned facility. The aim of the study was to identify the expectations of and receive feedback from customers staying at the ‘Marymont’ Center regarding the level of customer service provided at this facility, which would help in developing original customer service standards.
The results demonstrated which of the services offered at the ‘Marymont’ Center fully meet the expectations of customers, as well as which of them need improvement. Empirical studies, in addition to studying the literature on the subject and the author's own observations enabled a code of customer service to be created. The current rules have been supplemented by original suggestions for improvement and compiled in the form of regulations which will be applied in practice.
The introduction of customer service standards in a service-sector enterprise allows a consistently high level of quality to be maintained. At the same time it helps to monitor the level of customer satisfaction. The management of the Center is confident that any reported problems will be solved adequately, and the customers, as early as at the time of booking, will know what standards they should expect.
Among the advantages of the introduction of professional standards of customer service at the ‘Marymont’ Center will be the building of customer satisfaction, their loyalty, and the positive image of the facility, making it stand out from others in the region.
